“参与”和“互动”最近,在服务营销领域流行的词汇“Engagement”在国内被越来越多地提及。
“Engagement”在英语中有多种含意,包含了“订婚”、“接触”、“约会”等意义。
对客户服务行业来说,“Customer Engagement”即“CE”不仅体现了客户接触和互动的现实表意层面,还包含了如婚姻般对客户的忠诚和承诺在内的个人情感联结。
根据ISI《Web of Knowledge》的统计结果显示,Customer Engagement (CE)已经成为当前客户服务经济和管理领域的研究前沿之一。
一些大公司如戴尔、亚马逊早已使用CE 进行客户关系管理,一些国际知名咨询公司、研究机构也在讨论和研究这一概念。
随着国内进入移动互联时代,客户接触点变得丰富多变,越来越多的服务型企业也开始涉足CE 的研究并进入实践阶段。
CE提出的背景2009-2010年,美国波多里奇国家质量奖《卓越绩效准则》已经正式用Customer Engagement(CE)取代之前的Customer Loyalty(CL),并引起了热烈讨论。
C u s t o m e r Engagement(CE)的提出背景与两个趋势有关,一是营销思想的转变,二是互联网络技术的发展。
营销思想的转变体现在两个方面:一方面是“超越忠诚”。
客户满意只能反映过去的消费经历,无法捕捉和预测客户的意图或情感,因此营销人员应转而关注忠诚的顾客。
尤其在当前多渠道和多媒体时代,竞争优势不再体现在产品或服务的质量、价格、顾客满意和忠诚上,而是体现在与顾客建立一种长期、持久、紧密、深厚的关系上。
另一方面是“服务主导”逻辑取代“商品主导”逻辑。
区分产品和服务已经过时了,他们对营销思想的演进做了总结和展望,提出了服务主导逻辑。
在服务主导逻辑下,顾客被视为价值的共同创造者,而共创价值就包含了顾客要参与核心产品或服务的生产创造过程。
在服务主导逻辑下,企业只有与顾客建立互动、紧密和持久的关系,才能实现持续发展。
用Engaement衡量用户活跃度
用Engagement衡量用户活跃度Engagement(参与度)是一个特殊的度量,Avinash认为Engagement不应该作为网站分析的一个度量,它更像是不愿意去寻求衡量网站是否成功的真正指标时使用的一个借口。
他列举了Engagement存在的几个缺陷:Engagement对于不同网站而言是不同的,它不是一个统一的度量,难以用一个统一的标准去定义它;Engagement更多的是从定性的角度来定义的,很多用户参与行为不能很好地量化,因此难以准确地度量;没有一个评判标准,对于一个网站而言用户参与度到底多少算是好;因为没有标准的定义,存在不固定性,因此不能作为衡量网站整体表现的参考指标。
所以,我们可以认为Engagement是一个非标准化的度量,但绕开Avinash 所提及的那些误区之后,也许Engagement也并非一无是处,至少它可以作为网站自身的分析指标,衡量用户的活跃度。
如何合理地定义Engagement如果你要用Engagement来衡量网站用户的活跃度,并且把它作为一个长期的指标进行趋势分析,那么首先在定义时必须确定那些被归为Engagement的行为是相对固定的,在短期内不会发生变化。
如对于一个论坛而言,“发帖”和“跟帖”行为是持续不变的交互行为,这些可以作为识别用户是否参与的标准;而网站中的一个活动按钮或推广链接则不能作为识别Engagement的标准,因为推广活动一般是有期限的,在下线后用户的Engagement就会相应的降低,这样就会导致Engagement的不稳定性,也就失去了分析的意义(或者你只是为了单独分析该次推广活动的用户参与度,那另当别论)。
这里先举两个例子,显示电子商务网站定义Engagement的例子:∙用户的注册行为;∙用户放入购物车或购买行为;∙用户的售前和售后的反馈行为;∙用户对商品的评价。
再来看一下微博中可以定义为Engagement的一些行为:∙用户注册行为;∙发布新微博或转发微博;∙发表对微博评论;∙关注新的用户。

EngagementBased on Bakhtin’s(1981) notion of dialogism, Martin and White put forward the concept of engagement.According to Martin and White(2005), engagement is concerned with the ways in which resources like projection, modality, concession and various comment adverbials elaborate a viewpoint related to another by means of quoting, reporting, denying, countering, affirming, acknowledging possibilities and so on.In their opinion(2005), engagement system is made up of two categories——heterogloss and monogloss, which is based on the choice of language strategies on how to treat different reactions. Monogloss does not permit any other voices in the text. In other words, there is only one voice in the text and the speaker is responsible for all the evaluations. On the contrary, heterogloss covers a great many alternative voices in the text and acknowledges dialogical points of view.FigureEngagement(Martin & White, 2005)2.1.1 Studies AbroadLinguist Dr. James R. Martin noticed the deficiencies of interpersonal function in Systemic Functional Grammar and put forward Appraisal Theory in 1990s. Later in 2000, Martin published a paper called Beyond Exchange: Appraisal Systems in English.From then on, Appraisal Theory started to be formally concerned by the world. Martin and Rose(2003) developed the Appraisal Theory and introduced the subsystems of attitude system——affect, judgment and appreciation. White(1998) brought the concept of “dialogism” into the Appraisal System. He further developed the engagement system in Appraisal Theory and came up with the concepts of dialogic expansion and dialogic contraction. In 2005, The Language of Evaluation: Appraisal in English published by Martin and White marked that the framework of Appraisal Theory was completed.In recent years, Appraisal Theory has been researched in various kinds of fields, being greatly vigorous and vital. It provides a new framework for discourse analysis and plenty of foreign linguists apply it to analyzing different kinds of discourse, such as critical discourse, legal discourse, commercial discourse, political discourse, literary discourse and so on. All applications contribute a lot to the development of the application of Appraisal Theory. Here are some major applications of it.Korner(2000) analyzed the legal discourse under the framework of Appraisal Theory. He studied how engagement and graduation play the role to achieve the feature of legal discourse. Rothery and Stenglin(2000) used Appraisal Theory to research students’ critical writing of scores. It indicated that teachers preferred essays in which explicit judgment and amplification were used. Page(2003) applied Appraisal Theory to analyzing the distinctions in languages used by females and males especially when they talked about childbirth. He showed that women and men were slightly different in the usage of attitudinal words in their statements and appreciative words used in their narratives. Women preferred more personalized narratives and displayed a higher degree of potential interpersonal involvement than men. Hood(2004) is the first one to research the distribution of appraisal resources in the academic thesis. He found the evaluative stance of the academic thesis. Jin-Cheon Na(2012) used the Appraisal Theory to do the sentiment analysis of on-line texts and proved the possibility of applying Appraisal Theory to analyze the sentiment aspect. Elizabeth Swain(2012) put Appraisal Theory into practice to analyze political cartoons. It studied the visual drawing of cartoons and revealed how the implied views and persuasive effects were expressed in the political cartoons.2.1.2 Studies in ChinaThe development of Appraisal Theory in China can trace from 1998 when Zhang Delu(1998) published an essay about the scope and reflection of the tenor of discourse. However, the study of Appraisal Theory in China was not actually started until Wang Zhenhua(2001) introduced the background knowledge, framework and operation of Appraisal Theory in detail. Wang Zhenhua(2002, 2003) respectively investigated theengagement system of Appraisal Theory in Chinese data. In 2004, he applied Appraisal Theory to the analysis of Chinese and English hard news of the same event and eventually concluded that the Chinese and English c ultures’ attitudes towards the same hard news report are different. Li Zhanzi(2004) made a systematic research on interpersonal meaning and analyzed commercial, historical and autobiographical texts by using Appraisal Theory.Up to now, more and more scholars have explored the application of the theory in discourse analysis, English teaching, translation and other study fields and most of them have made remarkable achievements. For instance, in discourse analysis, Appraisal Theory is applied to the news discourse(Liu Shizhu and Han Jinlong, 2004), editorial discourse(Chen Xiaoyan, 2005), academic book review(Tang Liping, 2005), literary discourse(Shan and Ding, 2006), political speech discourse(Yang and Yin, 2009), court debate utterances(Zhang Liping, 2007) and so on.There are also researches in the fields of English teaching and translation on the basis of Appraisal Theory. In English teaching, Liao Chuanfeng(2008) used the Appraisal Theory to foreign language reading teaching and put forward a new method to reveal the theme of a text, which is a method by analyzing its appraising meanings. In translation, Qian Hong (2007) used Appraisal Theory to explore unfaithful phenomena in translations through the analysis of four perfume advertisements.The above studies have demonstrated that Appraisal Theory is applicable in discourse analysis. These studies have brought instruction and enlightenment for the present research in the thesis. For instance, in discourse analysis, Appraisal Theory is applied to the news discourse(Liu Shizhu and Han Jinlong, 2004), editorial discourse(Chen Xiaoyan, 2005), academic book review(Tang Liping, 2005), literary discourse(Shan and Ding, 2006), political speech discourse(Yang and Yin, 2009), court debate utterances(Zhang Liping, 2007) and so on.。
